Dynamics 365 Customer Service: Design the Handoff Before Adding AI

Define case ownership, escalation and review before relying on generated summaries to carry customer context between teams.

The customer needs the next person to understand

Hypothetical situation: a customer explains an intermittent fault to a first-line representative. The case moves to a specialist, carrying a polished summary. The specialist can read what happened but cannot tell who promised the next update, which evidence is still missing or whether the customer accepted the proposed workaround. The summary reduced reading without completing the handoff.

Start by defining what the receiving person needs to continue the case responsibly. A shorter description is useful only if it preserves the unresolved issue and the commitments already made. The service manager should decide what a complete handoff contains before asking a team to automate its preparation.

This article focuses on case context and human responsibility. It does not claim that a generated summary assigns ownership, authorises a refund or closes a case. Those actions require the actual service process, permissions and controls configured by the organisation.

Keep a clear distinction between recording an action and completing it. A summary may say that a specialist needs to investigate, but the service process must establish that somebody accepted the work. Ask the receiving person to confirm that responsibility through the agreed route. This makes the handoff observable without pretending the generated prose itself changed the case’s ownership or operational state.

Use the documented capability within its boundary

Microsoft’s October 2023 Customer Service announcement confirmed that case and conversation summarisation had become generally available in September 2023. An earlier June 2023 product explanation described case summaries drawing on case fields and linked timeline information. These dated records establish the capability before this coverage date; they do not establish your tenant’s licensing, enabled features or complete data coverage.

Ask the administrator to confirm the application, environment and applicable configuration before designing the pilot. Then inspect which case information is present and maintained. If the customer’s latest commitment exists only in a private note outside the agreed record, do not assume a generated case summary will capture it.

Treat the generated summary as a draft for review. Check it against the case record and the conversation evidence available to authorised staff. Keep the organisation’s privacy rules in force when sharing context with another team. A more detailed summary is not automatically appropriate for a wider audience.

Name the receiving owner and preserve the customer commitments that matter.

Agree the handoff record

Use a compact record that answers five questions: what remains unresolved, what has been tried, what evidence supports that account, who owns the next action and when the customer should hear from the team. Record a missing owner or uncertain date explicitly. Do not let fluent wording turn ‘we will investigate’ into an unsupported promise of resolution.

Choose a few controlled hypothetical cases for the exercise. Include a repeated contact, a failed workaround and a case that needs specialist approval. Ask the receiving representative to explain the next step using only the proposed handoff record. Where they need to guess, the process or record needs improvement.

The table is a recommended review aid, not a set of automatic Dynamics fields or a claim that Copilot populates each item. Map it to the organisation’s supported case process with the administrator and service owner before changing a live workflow.

Handoff acceptance questions
ItemReview questionIf missing
Unresolved issueCan the next person state the remaining problem?Clarify before transfer
Work already doneAre attempted fixes and results distinguishable?Verify against the case record
Customer commitmentIs a promised update preserved accurately?Confirm the actual commitment
Next owner and actionHas someone accepted the next step?Escalate ownership explicitly
Make escalation a defined route with an accepted next action.

Measure whether the receiving team can continue

Review handoffs with the people receiving them. Record missing context, repeated questions and corrections to commitments. Keep these observations separate from the number of summaries generated. A team can generate many summaries while still asking customers to explain the same issue again.

Agree what happens when the summary conflicts with the case record. The receiving person needs a correction route and authority to pause an action. Keep the corrected context in the agreed system so the next transfer does not repeat the same problem. Assign a service owner to review recurring omissions and determine whether source capture, process design or user capability needs attention.

For a practical lab, have one participant prepare a handoff and another continue the hypothetical case. Ask the customer role to identify any changed promise or repeated question. The exercise should end with a specific improvement to the handoff record, supported by evidence from the case, rather than a general instruction to trust the generated summary more.

Review the handoff from the receiving person’s perspective.
